The Precondition Problem

<p><span>This paper introduces and theorizes the precondition problem in Customer Support work: a structural phenomenon in which organizational incoherence across upstream functions creates gaps in shared understanding between agents and customers about what the social contract actually obligates. Drawing on social contract theory, Seddon's failure demand framework, Goffman's theory of face-work and the expressive order, and the Conversational Integrity Model (van Dijk, 2026), the paper argues that agents are structurally responsible for establishing and maintaining preconditions in real time despite receiving contradictory information from the organization that employs them. This creates a distinct occupational challenge that existing service quality and Customer Support frameworks do not address.</span></p>
<p><span>The paper maps the structural sources of precondition failures in organizational terms, examines how these failures manifest in agent-customer interaction, and analyzes the relational consequences for both customers and agents. It introduces four theoretical constructs: </span><span>entry tractability</span><span> and </span><span>trajectory tractability</span><span>, which make precondition quality operable in quality assessment contexts; </span><span>occupational corrosion</span><span>, which names an erosive occupational trajectory distinct from standard burnout frameworks, generated specifically by the frequency of unspeakable contradiction; and </span><span>unspeakable contradictions</span><span>, which identifies a category of organizational incoherence so structurally acute that no honest agent response can simultaneously preserve both relational and organizational integrity. The paper positions Customer Support as a diagnostic instrument for organizational health and argues that measuring precondition quality requires instruments not captured by existing metrics.</span></p>
